Weak:
Test task
Practice shift: three calls and a case handover · 2 hours
Provide a training knowledge base, identity verification rules, a scorecard and blank case records. Use fictional data. Run three role-play calls: an order status check, a delay complaint and a request for someone else's information without identity verification. One scenario must require a colleague's help. The candidate finds information, explains next steps, completes records and schedules any necessary callback. Then ask them to review one of their calls and write a handover for the next shift. Explain beforehand that disclosing protected information without verification and making invented promises are critical errors. Allow inexperienced candidates to use a checklist.
How to assess it
- Clarifies the request before searching for an answer.
- Finds confirmed information instead of guessing.
- Verifies identity before sharing protected information.
- Handles dissatisfaction calmly without making impossible promises.
- Explains next steps and agrees on contact timing.
- Records the reason, outcome, owner and deadline.
- Passes context to colleagues and identifies a personal mistake.

Questions for a 1:1 meeting
- Which issues generate repeat calls, and what is missing from the first answer?
- Which call was hardest this week, and where did you need help?
- Which promised callbacks are at risk, and who can help obtain answers?
- Which part of completing case records takes you the most time?
- Where does the knowledge base give incomplete or conflicting answers?
- When does the call queue affect quality, and what could we change during the shift?
- Which skill would you like to practice at the next recording review?
Mistakes in hiring and managing
- Hiring solely for a pleasant voice and sociability.
Better: Use a practice call to check clarification, accuracy and recording of agreements. - Demanding identical script wording in every conversation.
Better: Set mandatory steps and allow clear wording suited to the customer's question. - Rewarding only call volume and short duration.
Better: Link volume to quality; check for increasing repeat calls and premature endings. - Marking agents down for queues caused by understaffing.
Better: Plan staffing around demand and assess actions the agent can control. - Assigning live calls immediately after a new starter reads a checklist.
Better: Assess practice calls, then assign simple cases with a coach available.
What a bad hire costs: Call center agent
The same calculation as in PapaHR «HR in money»: the cost of hiring plus the salary for the months the new hire worked at half capacity.
In the first months a new hire delivers about half the result, so the company pays the other half of the salary for learning. In PapaHR the calculation uses your real leavers.
Questions and answers
What does a call center agent do?
Answers calls, clarifies requests, uses the knowledge base and records cases. When another colleague is needed, the agent passes context and explains the next step to the customer. Add outbound calls, surveys and sales duties separately.
Can you hire a call center agent without experience?
For a standard inbound line, consider beginners when training and coaching are available. Use a practice call to check listening, information searches and recording of agreements. Assess data protection and complex case transfers before independent work.
Which KPIs suit a call center agent?
Start with call quality, resolution, callbacks, case records and workload target attainment. Use average call duration to investigate delays; a short call alone does not show a good result. Agree targets for the specific line and use 'no data' when relevant calls are unavailable.
How does a call center agent differ from a customer support specialist?
In this profile, the agent handles telephone calls and resolves routine issues using an established knowledge base. A support specialist may investigate more deeply and follow issues across channels until resolution. Define responsibilities beforehand if a small company combines these duties.
How do you assess a call center agent at interview?
Ask about a past difficult conversation: the situation, task, actions and result. Then provide a training knowledge base and role-play a customer call. Candidates without experience can discuss education, volunteering or other work with people.
